Responding to negative reviews: a method that does not make it worse

The response to a bad review is read by hundreds of future customers, not by the reviewer. A four-part structure, what never to write, and when to take it offline.

A response to a negative review is written for the people who will read it later, not for the reviewer. It should be short, specific, calm and useful: acknowledge the specific problem, apologise without excuses, say what you have done or will do, and offer a direct way to continue privately. Never argue, never reveal details about the customer, and never respond in the first hour. Reply within a day or two, once, and then stop.

Who the response is for

The reviewer has made up their mind. The hundred people who read the review before booking have not. They are asking one question: what happens at this business when something goes wrong? The response answers it. A defensive reply says "they blame the customer"; a calm, specific reply says "they fix things".

The four parts

1. Acknowledge the specific thing. "You waited 40 minutes past your appointment time on Tuesday." Not "we are sorry you had a negative experience", which says you did not read it.

2. Apologise without an excuse. "That is not acceptable and I am sorry." Not "we were short-staffed that day", which is an explanation the reader hears as an excuse.

3. Say what changed or will. "We have changed how we schedule the first hour so this does not recur." Only if true. If nothing has changed, say what you will do: "I would like to understand what happened and put it right."

4. Offer a private route. "Please call me directly on [number] or reply to the text from us." Named person, direct contact.

Four sentences. Sign it with a real name and role.

What never to write

The customer's name, if they did not use it. Any detail of their visit, treatment, case or account (for medical and dental practices, confirming the person was a patient at all can be a HIPAA problem). Any suggestion they are lying. "As we explained at the time." Anything sarcastic. A discount or offer, which reads as buying the reviewer off in public.

Timing

Not in the first hour; the first draft is always angry. Within 48 hours; a review with no response for a month says nobody is watching. Once. Do not reply to their reply.

When to take it offline

Immediately, in the response itself. The public reply is the four parts; the actual resolution happens by phone or text. If the customer's complaint turns out to be justified and you fix it, some will update the review. Do not ask them to.

Reviews that are wrong or fake

Respond calmly anyway ("we have no record of a visit under this name; please contact me directly so I can look into it") and use the platform's process to report it. Our post on handling a review you think is fake covers that.

Using the AI

An AI can draft the four-part response from the review and your facts, which removes the angry first draft. A person edits and posts it. Frequently asked questions

Should the owner respond, or the manager?

Whoever can actually fix the problem and sign their name. At a multi-branch business, the branch manager, with the owner seeing all responses.

Should we respond to every negative review?

Yes, once, calmly. An unanswered negative review is the one readers weight most.

What about a one-star review with no text?

A short, polite response: "We would like to understand what went wrong. Please contact me directly on [number]." Then move on.
