Escalation keywords: the starter list every service business needs

Escalation keywords send a message straight to a person before an AI tries to answer. A starter list for every business, additions by industry, and how to test them.

Escalation keywords are words or phrases that send a customer's message straight to a person, before an AI assistant tries to answer. Every service business should start with words for emergencies, complaints, legal threats, refunds and requests for a human, then add its industry's own: gas and flooding for a plumber, bleeding and swelling for a dentist, court and arrest for a law firm. Test every keyword from your own phone before going live.

The universal starter list

Emergencies: emergency, urgent, 911, ambulance, hospital, dangerous, unsafe.

Requests for a person: human, real person, speak to someone, manager, call me.

Complaints: complaint, unacceptable, terrible, worst, disappointed, rude.

Money disputes: refund, chargeback, overcharged, billing error, dispute.

Legal threats: lawyer, attorney, sue, lawsuit, report you, BBB.

Safety and distress: hurt, injured, scared, threatened, abuse.

Additions by industry

| Industry | Add | |---|---| | Plumbing, HVAC, electrical | gas, smell of gas, flood, flooding, sparks, no heat, burning smell, carbon monoxide | | Dental | bleeding, swelling, abscess, knocked out, broken tooth, fever | | Medical, chiropractic, optometry | chest pain, can't breathe, numbness, vision loss, fainted, severe pain | | Veterinary | not breathing, collapsed, seizure, poison, ate something, hit by a car | | Legal | court, hearing, arrest, arrested, served, eviction, deadline, protective order | | Accounting and insurance | IRS, notice, audit, deadline, claim, accident | | Pest control | wasp, hornet, stung, bed bugs, rodent | | Moving | damaged, missing items, stuck |

How to write them

Use the words customers actually use, including misspellings you see often. Include short phrases where a single word is too broad ("gas" alone may catch "gas station"; that is usually acceptable, because a false alarm reaches a person, which is the safe direction).

Test them

Send each keyword from your own phone in a realistic sentence. Confirm the message reached a person, and that someone was told. Re-test after any change to your assistant's settings.

Review them monthly

Read the conversations that were escalated. False alarms are fine in moderation. A conversation that should have escalated and did not is a keyword to add.

Frequently asked questions

Will too many keywords overwhelm the team?

Early on, possibly. Trim only the ones that fire constantly on harmless messages, and never trim emergency words.

Should the AI say anything before handing off?

A short, fixed line in your wording, such as "I am getting a team member for you now." For emergencies, include the safety instruction you approved.

Are keywords enough?

They are a floor. A good assistant also refuses sensitive topics by category, not only by exact word.

What Frontiva does here

Frontiva's AI agents take configurable escalation keywords that hand a conversation to a person instantly, and a separate sensitive-topic check runs before anything else. Handed-off conversations wait in the unified inbox for someone to own them. See when an AI receptionist should hand off.
