Why web chat usually fails

The first message answers, and asks

Only after that, when the conversation has value, comes the ask: "If you would like, I can text you the details so you have them. What is the best mobile number?" With a consent line, plainly worded.

Ask for the number at the right moment

Not in the first message; nobody gives their number to a widget that has not helped them yet. After the first useful answer, or when a booking is being made, or when the visitor asks something that needs a person. Explain why: "so you have the confirmation" or "so Dana can reply directly". A reason is what makes people say yes.

Once the number and consent are captured, the conversation is a text conversation that happens to have started on the website. The visitor closes the tab and the reply arrives as a text. Bookings, reminders and follow-ups all work. The web chat was the on-ramp; the relationship lives on the number.

Book in the chat

"Do you have anything Thursday?" should get real slots in the chat, not a link to a booking page. Booking in the conversation, then confirming by text and email, is the highest-converting version of web chat there is.

Hand off like everywhere else

Complaints, clinical questions, legal questions, requests for a person: the same fixed rules, run before the AI generates anything. A web visitor who asks "can I talk to someone" gets a person, or an honest "the team is in at 8am and will text you first thing" outside hours.

What the AI should not do in web chat

Ask for a name, email, phone and reason before saying anything (that is a form). Pretend to be a person. Answer outside its knowledge. Send marketing. Or keep a visitor talking when the right answer is a phone number and a person.

Measuring it

Chats started, chats with a number captured, chats that booked, and response time to the first message. If numbers are captured but bookings are low, look at what happens after the ask. If chats start but few continue, the first answer is not good enough.
